TransNusa Builds a Modern Call Center & Integrates Legacy Systems with 3CX

As an airline that keeps expanding, TransNusa realized that customer service is the key to growth. Previously, the customer service function was still handled by the Reservation Control (RC) department. To transform, TransNusa moved to 3CX, a modern call center solution able to bring the old (legacy) system into an advanced digital communication ecosystem.

Challenge: The Limits of Traditional Communication Systems

Before adopting 3CX, TransNusa faced infrastructure obstacles that hampered operational efficiency, including:

  • Dependence on the Old System: Still using a Panasonic PABX with limited features.

  • No Independent Call Center Unit: Service functions were still mixed with other units, so customer handling was not focused.

  • Minimal Visibility: There was no real-time reporting and monitoring feature to track agent performance and call statistics.

  • Integration Needs: A solution was needed that could bridge the new system with the existing Panasonic PABX without stopping operations.

The 3CX Solution: TransNusa’s Call Center Digital Transformation

TransNusa chose 3CX because of its flexibility in integrating modern technology with existing infrastructure. Here are the solution steps that were applied:

1. Hybrid Integration with the Panasonic PABX

3CX enables seamless integration with the Panasonic PABX. With gateway support, Telkom analog lines can still be used (because of their proven reliability), while the system moves to an IP basis gradually.

2. Enterprise Call Center Features

With 3CX, TransNusa now has access to world-class call management features, such as:

  • Real-time Wallboard: Monitor queues and agent status live.

  • Advanced Reporting: Complete reports to measure the Service Level Agreement (SLA).

  • Optimal Call Distribution: Makes sure every customer call is routed to the right agent automatically.

Strategic Results: Measurable Customer Service

The 3CX implementation had an immediate impact on TransNusa’s service quality through the following achievements:

  • A Solid Organizational Structure: Successfully formed a dedicated, structured, and fully integrated Call Center department, so customer service is no longer mixed with reservation functions.

  • Operating Cost Efficiency: Maximized the use of the existing analog line infrastructure through gradual migration, avoiding the waste of suddenly replacing equipment.

  • Data & Performance Transparency: Supervisors now have full access to accurately monitor call statistics and agent performance through a real-time dashboard.

  • Future Scalability: The communication system is now adaptive and ready to support growth in passenger numbers and the expansion of TransNusa’s services in the future.
