Guide & Optimization: Setting Up WhatsApp Call for Customer Service in 3CX

More and more customers now prefer to call over WhatsApp instead of dialing a regular phone number — it’s more convenient, doesn’t use phone credit, and it’s already part of their daily routine. For a Customer Service team, that means WhatsApp Call is no longer just an “extra channel” — it needs to be treated on par with a PSTN call: routed into the right queue, logged properly, and measurable.
This article covers how to route incoming WhatsApp calls into a Customer Service workflow in 3CX, once WhatsApp SIP Calling integration is already active.

Why WhatsApp Call Matters for Customer Service #
- One tap from chat to voice. A customer already chatting on WhatsApp Business can tap the Call button directly, without leaving the app or dialing a separate phone number.
- No airtime or long-distance charges. Calls run over mobile data, so customers feel more comfortable reaching your CS team any time.
- Stays in the same ecosystem as other calls. Since it arrives as a SIP trunk into 3CX, a WhatsApp call can follow the exact same workflow as a PSTN call — routed into a Queue, recorded, reported, and monitored on a Wallboard.
- Less overhead for agents on the WhatsApp Business App. Agents don’t need to manually log into the WhatsApp Business app; the call simply shows up in the 3CX Webclient, Desktop App, or IP Phone like any other inbound call.
Prerequisites #
Before setting up the Customer Service flow, make sure:
- The WhatsApp SIP Trunk has already been successfully created and is active in the 3CX Admin Console.
- You already have a dedicated Customer Service Call Queue or Ring Group (if not, create one first under Admin Console → Queues).
- The agents who will take these calls already have an active extension and are logged into one of the clients (Webclient, Desktop App, Mobile App, or IP Phone).
Step 1: Point the WhatsApp Trunk’s Default Route to the CS Queue #
- Open Admin Console → SIP Trunks, and select the WhatsApp trunk you already created.
- Under Inbound Rules / Default Route, change the destination from a single extension to the Customer Service Call Queue.
- Save the configuration.
This makes every incoming WhatsApp call automatically follow the queue’s distribution logic (round robin, ring all, or skill-based), instead of going to just one person.
Step 2: Add an IVR Before the Queue (Optional but Recommended) #
If your CS team handles more than one type of service (e.g. Sales, Support, Billing), route the WhatsApp trunk to a Digital Receptionist (IVR) first, then forward it to the appropriate queue.
Example of a simple IVR menu:
- Press 1 for Customer Service
- Press 2 for Sales
- Press 3 for Billing
This IVR can also be pointed to an AI Agent to automatically answer common questions before handing off to a human agent, so the queue doesn’t pile up during busy hours.

Step 3: Decide How Agents Will Answer Calls #
Agents don’t need a separate WhatsApp Business app. Once a WhatsApp call lands in the queue, it can be answered through:

Make sure agent presence status (Available / Away / DND) is set correctly so WhatsApp calls don’t end up going to an agent who isn’t ready to take them.
Step 4: Enable Call Recording & Monitoring #
Since a WhatsApp call arrives as a regular SIP call, all of the following native 3CX features automatically apply:
- Call Recording — for quality assurance and resolving complaints.
- Live Monitoring / Call Barge-Listen-Whisper — supervisors can monitor calls in real time.
- Call Reporting — duration, number of answered/missed calls, and per-agent performance are logged automatically.
Turn it on via Admin Console → Queues → [CS Queue] → Recording if it isn’t already enabled by default.
Step 5: Monitor Performance via Wallboard or Grafana #
For CS teams with a high volume of WhatsApp calls, use the 3CX Wallboard or a Grafana Dashboard to keep track of:
- Number of incoming WhatsApp calls per hour (to identify peak hours)
- Average Wait Time in the queue
- Missed calls that need to be followed up
Best Practices for a Customer Service Team #
- Combine it with an AI Agent to answer repetitive questions (business hours, order status) before the call reaches an agent.
- Keep the queue separate if WhatsApp Call volume is high enough, so it doesn’t mix with your PSTN queue and performance can be measured per channel.
- Follow up on missed calls from 3CX reports — customers whose calls went unanswered tend not to call back, so proactively reaching out matters for customer satisfaction.
- Review recordings periodically as material for agent coaching.

- Does the customer need to install anything extra to call over WhatsApp?
No. The customer just taps the Call button in a WhatsApp Business chat as usual.
- Does the agent have to open the WhatsApp Business app to answer?
No. The call is answered directly through the 3CX Webclient, Desktop App, Mobile App, or IP Phone — just like answering a regular phone call.
- Can WhatsApp calls land in the same queue as regular phone calls?
Yes, but it’s recommended to keep them separate if volume is high, so per-channel performance reports stay accurate.
- Can WhatsApp calls be recorded like regular calls?
Yes. Since it comes in as a SIP trunk, all of 3CX’s native recording, monitoring, and reporting features automatically apply.
- Can you make outbound calls to a customer over WhatsApp?
Not currently. The current implementation of WhatsApp SIP Calling in 3CX only supports inbound calls. Outbound calls from 3CX to WhatsApp are not yet supported.
